The Kano model attacks an assumption that sits unexamined inside most quality measurement: that customer satisfaction is a linear function of attribute performance, and that the same function holds for every attribute. Kano and his colleagues argued that neither part is true, and that the error is not a small one.

Their claim is that the relation between how well an attribute performs and how satisfied a customer is takes a different shape depending on the attribute. Some attributes can only lose. Their presence earns nothing because they are taken for granted, and their absence produces anger out of proportion to their cost. Others can only gain. Their presence delights and their absence is not even noticed, because nobody expected them. A third group behaves the way the linear assumption expects, rising and falling with performance. Two more groups do nothing at all, or actively harm.

The consequence for management is a reordering rather than a refinement. An importance rating collected on a single scale will place a must-be attribute and an attractive attribute at the same rank and conceal the fact that spending on the first removes a risk while spending on the second buys an advantage. The Kano classification separates the two, and the separation changes the answer to the question a quality programme actually faces, which is not what customers value but what a fixed budget should buy next.

The model is best read as a measurement idea rather than a causal theory. It says how to sort attributes and what the sort implies for priority. It does not explain why a given attribute falls where it does, and it will not predict where a new attribute will land before someone asks customers about it.

يهاجم نموذج كانو افتراضًا يقبع غير مفحوصٍ في أكثر قياسات الجودة: أنّ رضا العميل دالّةٌ خطّية في أداء الخاصّية، وأنّ الدالّة نفسها تصدق على كل خاصّية. وقد رأى كانو وزملاؤه أنّ الشقّين غير صحيحين، وأنّ الخطأ ليس يسيرًا.

ودعواهم أنّ العلاقة بين جودة أداء الخاصّية ومقدار رضا العميل تأخذ شكلًا مختلفًا باختلاف الخاصّية. فبعض الخصائص لا تكسب البتّة: وجودُها لا يُكسِب شيئًا لأنه مسلَّم به، وغيابُها يولّد سخطًا لا يتناسب مع كلفتها. وبعضها لا يخسر: وجودُها يُبهج، وغيابُها لا يُلاحَظ أصلًا لأنّ أحدًا لم يتوقّعها. وطائفةٌ ثالثة تسلك مسلك الافتراض الخطّي، فترتفع وتنخفض مع الأداء. وطائفتان أُخريان لا تفعلان شيئًا، أو تضرّان فعلًا.

واللازم الإداري إعادةُ ترتيبٍ لا تهذيب. فتقديرُ الأهمية المجموع على مقياسٍ واحد يضع الخاصّية الواجبة والخاصّية الجاذبة في المرتبة نفسها، ويخفي أنّ الإنفاق على الأولى يزيل خطرًا وأنّ الإنفاق على الثانية يشتري ميزة. ونموذج كانو يفصل بينهما، والفصلُ يغيّر جواب السؤال الذي يواجهه برنامج الجودة فعلًا، وليس هو ما الذي يقدّره العملاء، بل ما الذي ينبغي أن تشتريه ميزانيةٌ ثابتة تاليًا.

وأحسنُ قراءةٍ للنموذج أن يُقرأ فكرةً في القياس لا نظريةً سببية. فهو يقول كيف تُصنَّف الخصائص وما الذي يلزم من التصنيف في الأولوية. ولا يفسّر لماذا وقعت خاصّيةٌ بعينها حيث وقعت، ولن يتنبّأ بموقع خاصّيةٍ جديدة قبل أن يسأل أحدٌ العملاء عنها.

Two

Where It Came From

Herzberg, 1959. The two-factor theory of job attitudes is the direct intellectual ancestor. Herzberg separated hygiene factors, whose absence produces dissatisfaction while their presence produces no satisfaction, from motivators, which work the other way around. The structure Kano applied to product attributes is that same asymmetry moved from the workplace to the market, and the debt is acknowledged in the original work rather than hidden.

Kano, Seraku, Takahashi and Tsuji, 1984. The founding article, published in Japanese in the journal of the Japanese Society for Quality Control. It named attractive quality and must-be quality, set out the categories, and supplied the two-question elicitation format that still defines the method. It was not widely available in translation for years, which is why a large share of citations reach it through intermediaries rather than through the text.

Berger and colleagues, 1993. The article in the Center for Quality of Management Journal that carried the method into English-language practice. It contributed the evaluation table in the form practitioners now use, the customer satisfaction coefficient, the category strength and total strength indices, and the tie-break rule that ranks must-be above one-dimensional above attractive above indifferent. A great deal of what is cited as Kano 1984 is in fact this paper.

Matzler and Hinterhuber, 1998. Integrated the classification into quality function deployment and showed concretely that the same attribute set produces a different development priority list once the categories are applied. This is the work that made the model operational for product development rather than for survey reporting, and it is the reason the model appears in engineering curricula at all.

Nilsson-Witell and Fundin, 2005. One of the few studies that tested the dynamic claim rather than repeating it, tracking service attributes across time. The result was mixed. Some attributes migrated in the predicted direction, others did not move, and the model supplies no rule for telling the two apart in advance. The paper is cited far less often than the claim it examined.

Witell and Löfgren, 2007, and the method comparisons after it. Applying different elicitation methods to the same attributes produces different classifications. The Kano questionnaire, direct classification, the critical incident technique and the analysis of complaint records disagree with one another at rates that would end the career of a psychometric scale. This is the most serious empirical challenge to the method, and applied papers rarely mention it.

كانو وسيراكو وتاكاهاشي وتسوجي، ١٩٨٤. المقالة المؤسِّسة، نُشرت باليابانية في مجلة الجمعية اليابانية لضبط الجودة. سمّت الجودةَ الجاذبة والجودةَ الواجبة، وقرّرت التصنيفات، وقدّمت صيغة السؤالين التي ما تزال تحدّ المنهج. ولم تكن متاحةً مترجَمةً على نطاقٍ واسع سنين، ولهذا يبلغها كثيرٌ من الاستشهادات عبر وسطاء لا عبر النصّ.

بيرغر وزملاؤه، ١٩٩٣. المقالة في مجلة مركز إدارة الجودة التي حملت المنهج إلى الممارسة الناطقة بالإنجليزية. أسهمت بجدول التقويم في الصورة التي يستعملها الممارسون اليوم، وبمعامل رضا العميل، وبمؤشّري قوّة الفئة وقوّتها الكلّية، وبقاعدة فضّ التعادل التي ترتّب الواجبة فوق أحادية البُعد فوق الجاذبة فوق المحايدة. وكثيرٌ ممّا يُنسب إلى كانو ١٩٨٤ هو في الحقيقة هذه الورقة.

ماتسلر وهينترهوبر، ١٩٩٨. أدمجا التصنيف في نشر وظيفة الجودة، وبيّنا بالمثال أنّ المجموعة نفسها من الخصائص تنتج قائمةَ أولوياتٍ تطويريةً مختلفة متى طُبِّقت التصنيفات. وهذا العمل هو الذي جعل النموذج قابلًا للتشغيل في تطوير المنتجات لا في تقارير المسوح، وهو سببُ ظهوره في المناهج الهندسية أصلًا.

نيلسون-فيتيل وفوندين، ٢٠٠٥. إحدى الدراسات القليلة التي اختبرت الدعوى الديناميكية بدل ترديدها، بتتبّع خصائص خدمةٍ عبر الزمن. وجاءت النتيجة مختلطة. فبعض الخصائص هاجر في الاتجاه المتوقَّع، وبعضها لم يتحرّك، ولا يقدّم النموذج قاعدةً تفرّق بينهما مقدَّمًا. والورقةُ أقلُّ استشهادًا بكثيرٍ من الدعوى التي فحصتها.

فيتيل ولوفغرين، ٢٠٠٧، ومقارنات المناهج بعدهما. تطبيقُ مناهج استخلاصٍ مختلفة على الخصائص نفسها ينتج تصنيفاتٍ مختلفة. فاستبانةُ كانو، والتصنيفُ المباشر، وأسلوبُ الحادثة الحرجة، وتحليلُ سجلّات الشكاوى، يختلف بعضُها عن بعضٍ بمعدّلاتٍ كانت لتنهي عمر مقياسٍ نفسيّ. وهذا أشدّ تحدٍّ تجريبي للمنهج، وقلّما تذكره الأوراق التطبيقية.

How It Works

The elicitation. Each attribute is put to the respondent twice. The functional question asks how the respondent would feel if the attribute were present or performed well. The dysfunctional question asks how the respondent would feel if it were absent or performed badly. Both offer the same five options, phrased in the respondent's voice: like it that way, it must be that way, neutral about it, can live with it that way, dislike it that way. Neither answer alone means anything. The pair determines the category.

The evaluation table. The 5 × 5 grid of answer pairs maps onto six labels. Five of them are attribute categories. The sixth, questionable, marks a contradictory pair, usually a misread question or an inattentive respondent, and it is a data quality flag rather than a finding about the attribute.

A, O, M and I are the counts of respondents whose answer pair fell into attractive, one-dimensional, must-be and indifferent. The first coefficient runs from 0 to 1 and estimates how much satisfaction the attribute can add if it is delivered well. The second runs from 0 to -1 and estimates how much dissatisfaction its absence can cause. Plotting attributes on the two coefficients together recovers the asymmetry that a single importance score destroys, and it does so without forcing every attribute into one label, which is the most useful thing the coefficients do.

The categories are not properties of features. A category is a property of a population's response to an attribute, at a given level of performance, at a given moment. The same feature is attractive in one segment, must-be in another and reverse in a third, and the same feature changes category as the market learns. Treating the modal label as a fact about the feature is the most common misuse of the model, and it is why the classification looks unstable to anyone who applies it twice without segmenting.

The dynamic claim. Kano argued that categories migrate in one direction. An attribute enters as indifferent or attractive, becomes one-dimensional as competitors adopt it and customers learn to compare, and settles as must-be once its absence is a complaint rather than a surprise. The claim is intuitive and it is repeated in almost every application. Its corollary matters more than the claim itself: a portfolio of attributes that is never refreshed drifts entirely into the must-be category, at which point excellent performance across the whole portfolio earns no satisfaction and only avoids anger.

والحدود في البسط والمقام أعدادُ المستجيبين الذين وقع زوجُ أجوبتهم في كل فئة. ويمتدّ المعامل الأول من صفرٍ إلى واحد، ويقدّر مقدار الرضا الذي تستطيع الخاصّية إضافته إن أُحسن تقديمُها. ويمتدّ الثاني من صفرٍ إلى سالب واحد، ويقدّر مقدار الاستياء الذي يستطيع غيابُها إحداثه. ورسمُ الخصائص على المعاملين معًا يستعيد التفاوتَ الذي تهدمه درجةُ أهميةٍ واحدة، ويفعل ذلك من غير أن يُقحِم كل خاصّيةٍ في تسميةٍ واحدة، وهذا أنفع ما يفعله المعاملان.

الفئات ليست خصائصَ للسمات. فالفئة خاصّيةٌ لاستجابة جمهورٍ إلى سمةٍ ما، عند مستوى أداءٍ معيّن، في لحظةٍ معيّنة. فالسمةُ نفسها جاذبةٌ في شريحةٍ وواجبةٌ في أخرى وعكسيةٌ في ثالثة، والسمةُ نفسها تغيّر فئتها بتعلّم السوق. ومعاملةُ التسمية الأكثر شيوعًا واقعةً عن السمة أشيعُ سوء استعمالٍ للنموذج، وهو سببُ ظهور التصنيف مضطربًا لمن طبّقه مرّتين بلا تشريح للشرائح.

الدعوى الديناميكية. رأى كانو أنّ الفئات تهاجر في اتجاهٍ واحد. فتدخل الخاصّيةُ محايدةً أو جاذبة، وتصير أحاديةَ البُعد حين يتبنّاها المنافسون ويتعلّم العملاء المقارنة، وتستقرّ واجبةً حين يصير غيابُها شكوى لا مفاجأة. والدعوى بدهيّة الظاهر، وتُردَّد في كل تطبيقٍ تقريبًا. ولازمُها أهمّ منها: فمحفظةُ خصائصَ لا تُجدَّد تنحدر كلُّها إلى فئة الواجبة، وعندها لا يُكسِب الأداءُ الممتاز في المحفظة كلِّها رضًا، بل يتّقي سخطًا فحسب.

Four

Using It in Research

The output is nominal data, and most of the analysis applied to it is illegitimate. A Kano category is a label, not a quantity. Frequency tables, cross-tabulation of category against segment, tests of whether the distribution differs across segments, and the two coefficients used as descriptive summaries are all defensible. Assigning integers to the labels and regressing on them, entering the label as an observed variable in a structural model, or averaging categories across attributes are not. This mistake appears in published work often enough that a reviewer should look for it first.

Name the rule that assigned the category. The simple mode, the must-be first tie-break, and the category strength criterion give different answers on identical responses. Papers frequently report a classification without saying which rule produced it, which makes the result unreproducible in the strictest sense: a second analyst with the same raw data can reach a different table. Report the rule, report the runner-up category, and place the full frequency distribution in an appendix.

Designs that work. A single cross-sectional Kano study is a descriptive instrument and should be presented as one, not dressed as a test of anything. To make it a research design, add something that varies: two segments with different reference standards, two markets at different stages of provision, or two dates. The strongest available design attaches the survey to an external change in provision at a known date, because it turns the dynamic claim from an assertion into a falsifiable prediction about a named attribute.

Designs that fail. One sample, one date, and a conclusion about migration. A convenience sample of current users, who by construction exclude the people for whom a missing must-be attribute was decisive. A study reporting categories without reporting the response rate, when the length of the instrument makes nonresponse informative rather than random. And any design that treats a Kano classification as a dependent variable to be explained by firm characteristics, since the classification belongs to the respondent population, not to the firm.

The label is a mode over a distribution that is often bimodal. An attribute classified as must-be at 45 percent, attractive at 40 percent and indifferent at 15 percent is reported in almost every paper as one word. The interesting result is in the split, not in the winner. Report the full distribution for every attribute, and treat a near tie as evidence of two segments rather than as measurement noise to be resolved by a rule.

Angles that the regional setting makes distinctive.

  • Digital government services and dated migration. A national digital identity, instant electronic issuance of a document, and a unified services application were attractive attributes a few years ago and are now expected. Because these platforms publish their service catalogues and rollout dates, the migration of a named attribute can be anchored to a calendar rather than inferred from recollection. That is the condition Kano's dynamic claim has almost never been tested under.
  • A regulatory mandate as an exogenous shock. Where a regulator turns a service attribute into a licensing condition on a known date, provision becomes universal by decree rather than by competitive diffusion. Surveying before and after that date isolates the migration mechanism from the competitive one, which no market-based study can do.
  • A heterogeneous resident population as a segmentation instrument. Where a large share of residents formed their service expectations in a different market, the reference standard varies within a single sample. Most studies treat that variation as noise to be controlled. In this model it is the design, because the theory says the category is a function of the reference standard.
  • Pilgrimage and tourism seasonality. The same attribute is answered differently by a first-time seasonal visitor with no prior expectation and by a resident who uses the service all year. Seasonal surges give a natural contrast between a population with a formed must-be set and one without.
  • Bilingual instrument validation. The five response options translate badly. The option meaning it must be that way carries a normative and near-obligatory force in Arabic that the English does not, which should push classifications toward must-be in the Arabic form. Establishing whether the Arabic and English versions classify the same attributes the same way is a contribution on its own, and it does not currently exist.
  • Newly built service ecosystems. Services launched together into a population with no prior local experience of them begin with no established must-be set. That is the one condition under which the early stage of the attribute life cycle can be observed rather than reconstructed backwards.

المخرَجُ بياناتٌ اسمية، وأكثرُ ما يُطبَّق عليها من تحليلٍ غير مشروع. ففئةُ كانو تسميةٌ لا كمّية. وجداولُ التكرار، والتقاطعُ بين الفئة والشريحة، واختبارُ هل يختلف التوزيع بين الشرائح، والمعاملان بوصفهما ملخّصين وصفيّين، كلُّها مما يُدافَع عنه. أما إسنادُ أعدادٍ صحيحة إلى التسميات والانحدارُ عليها، أو إدخالُ التسمية متغيّرًا مُلاحَظًا في نموذجٍ بِنيوي، أو تمتينُ متوسّطٍ للفئات عبر الخصائص، فليست منه. ويظهر هذا الخطأ في المنشور بما يكفي لأن يبحث عنه المحكّم أولًا.

وسمِّ القاعدة التي أسندت الفئة. فالمنوالُ البسيط، وفضُّ التعادل بتقديم الواجبة، ومعيارُ قوّة الفئة، تعطي أجوبةً مختلفة على استجاباتٍ متطابقة. وكثيرًا ما تُبلغ الأوراق تصنيفًا من غير ذكر القاعدة المنتِجة له، وهذا يجعل النتيجة غير قابلة للإعادة بالمعنى الصارم: فمحلّلٌ ثانٍ بالبيانات الخام نفسها قد يبلغ جدولًا آخر. فأبلغ القاعدة، وأبلغ الفئة الثانية، وضع التوزيع التكراري الكامل في ملحق.

التصاميم التي تنجح. دراسةُ كانو المقطعية الواحدة أداةٌ وصفية وينبغي أن تُقدَّم كذلك، لا أن تُلبَس ثوب اختبارٍ لشيء. ولجعلها تصميمًا بحثيًّا أضِف ما يتغيّر: شريحتين بمعياري إسنادٍ مختلفين، أو سوقين في مرحلتَي تقديمٍ مختلفتين، أو تاريخين. وأقوى تصميمٍ متاح يربط المسح بتغيّرٍ خارجيّ في التقديم عند تاريخٍ معلوم، لأنه يحوّل الدعوى الديناميكية من مقالةٍ إلى تنبّؤٍ قابل للتكذيب عن خاصّيةٍ مسمّاة.

والتصاميم التي تفشل. عيّنةٌ واحدة، وتاريخٌ واحد، ونتيجةٌ عن الهجرة. وعيّنةٌ ميسّرة من المستعملين الحاليّين، وهي بحكم تكوينها تستبعد من كان غيابُ خاصّيةٍ واجبة حاسمًا عنده. ودراسةٌ تبلغ الفئات ولا تبلغ معدّل الاستجابة، وطولُ الأداة يجعل عدمَ الاستجابة مُخبِرًا لا عشوائيًّا. وكلُّ تصميمٍ يعامل تصنيف كانو متغيّرًا تابعًا تفسّره خصائصُ المنشأة، إذ التصنيف ملكُ جمهور المستجيبين لا ملكُ المنشأة.

التسميةُ منوالٌ على توزيعٍ كثيرًا ما يكون ثنائي القمّة. فخاصّيةٌ صُنّفت واجبةً بنسبة ٤٥ في المئة، وجاذبةً بنسبة ٤٠، ومحايدةً بنسبة ١٥، تُبلَغ في كل ورقةٍ تقريبًا بكلمةٍ واحدة. والنتيجةُ المثيرة في الانقسام لا في الفائز. فأبلغ التوزيع الكامل لكل خاصّية، وعامِل التعادلَ المقارِب دليلًا على شريحتين لا ضجيجَ قياسٍ يُحسم بقاعدة.

زوايا يجعلها السياق الإقليمي متميّزة.

  • الخدمات الحكومية الرقمية والهجرة المؤرَّخة. فالهويةُ الرقمية الوطنية، والإصدارُ الإلكتروني الفوري للوثيقة، وتطبيقُ الخدمات الموحّد، كانت خصائصَ جاذبةً قبل سنواتٍ قليلة وصارت متوقَّعة. ولمّا كانت هذه المنصّات تنشر أدلّة خدماتها وتواريخ إطلاقها، أمكن ربطُ هجرة خاصّيةٍ مسمّاة بتقويمٍ بدل استنتاجها من الذاكرة. وذلك شرطٌ لم تكد دعوى كانو الديناميكية تُختبر تحته قطّ.
  • الإلزام التنظيمي صدمةً خارجية. فحيث يحوّل المنظِّم خاصّيةَ خدمةٍ إلى شرط ترخيصٍ في تاريخٍ معلوم يصير التقديم شاملًا بالأمر لا بالانتشار التنافسي. والمسحُ قبل ذلك التاريخ وبعده يعزل آلية الهجرة عن الآلية التنافسية، وهذا ما لا تستطيعه دراسةٌ سوقية.
  • تنوّعُ سكّان مقيمين أداةَ تشريح. فحيث تكوّنت توقّعاتُ حصّةٍ كبيرة من المقيمين في سوقٍ أخرى تباين معيارُ الإسناد داخل عيّنةٍ واحدة. وأكثرُ الدراسات تعامل ذلك التباين ضجيجًا يُضبَط. وهو في هذا النموذج التصميمُ نفسه، لأنّ النظرية تقول إنّ الفئة دالّةٌ في معيار الإسناد.
  • موسميةُ الحجّ والسياحة. فالخاصّية نفسها يجيب عنها زائرٌ موسميّ أول مرّة بلا توقّعٍ سابق غيرَ ما يجيب به مقيمٌ يستعمل الخدمة طوال العام. والذُّرى الموسمية تعطي تقابلًا طبيعيًّا بين جمهورٍ تكوّنت لديه مجموعةُ الواجبات وجمهورٍ لم تتكوّن لديه.
  • تصديقُ الأداة ثنائية اللغة. فالخيارات الخمسة تترجَم ترجمةً رديئة. والخيارُ الذي معناه أنّه لا بدّ أن يكون هكذا يحمل في العربية قوّةً معياريةً تقارب الإيجاب لا يحملها الأصل الإنجليزي، وهذا ينبغي أن يدفع التصنيفات نحو الواجبة في النسخة العربية. وإثباتُ هل تصنّف النسختان العربية والإنجليزية الخصائصَ نفسها التصنيفَ نفسه إسهامٌ قائم بذاته، وهو غير متوفّر اليوم.
  • منظوماتُ الخدمة حديثةُ الإنشاء. فخدماتٌ تُطلَق معًا على جمهورٍ لا خبرة محلّية له بها تبدأ بلا مجموعةِ واجباتٍ مستقرّة. وذلك هو الشرط الوحيد الذي يمكن تحته ملاحظةُ المرحلة الأولى من دورة حياة الخاصّية بدل إعادة بنائها بأثرٍ رجعي.

Limits and Critique

The instrument is long and the forced choice format is criticized. Two questions for every attribute means forty questions for twenty attributes, before importance ratings and demographics are added. Fatigue sets in, and the later attributes in a list are answered worse than the earlier ones. The five options are not an interval scale and are not evenly spaced in any respondent's mind. The option meaning it must be that way is read by some respondents as a statement of expectation and by others as a statement of preference, and nothing in the instrument distinguishes the two readings.

Classification depends on how the analyst breaks ties. The evaluation table produces a category for each respondent, and the study then needs one category per attribute. The mode, the must-be first rule, the category strength index and the total strength index do not agree. Since the tie-break rule is a choice made after seeing the data, and since it is often not disclosed, the classification carries an undocumented analyst degree of freedom on every attribute where the distribution is close.

The categories are population-level while the questionnaire is individual. The theoretical story is about an individual's satisfaction function having a particular shape. The measurement is a vote count across people. There is no formal link between the two, and no reason to expect the aggregate label to describe any individual's function. A study that interprets a population category as a psychological fact about customers has crossed a level without a bridge.

The dynamic migration claim is widely repeated and rarely tested longitudinally. Nearly all support for it is cross-sectional, anecdotal, or a comparison of different populations at one date. The few genuine longitudinal tests find migration for some attributes and stability for others, and the model offers no principle predicting which. The claim is plausible, useful and largely unverified, and it should be presented in that order rather than as a finding.

The model has more practitioner citations than validated psychometric work. There is no established reliability coefficient for the Kano questionnaire, no test-retest norm, and no agreed evidence of construct validity. Different elicitation methods classify the same attributes differently, which for an ordinary scale would be a fatal convergent validity failure. Its durability rests on practical usefulness and on the strength of the underlying asymmetry idea, not on measurement evidence.

It is silent about cost. The model ranks attributes by their effect on satisfaction and says nothing about what they cost to provide. A recommendation to add attractive attributes is empty until the cost is set against the satisfaction gain, and the model supplies no way to do that. Pairing it with a cost estimate is not optional.

Use the Kano model to sort attributes before deciding where money goes, and treat the sort as a description of a population at a moment rather than a fact about the product. Report the rule that assigned each category, publish the full distribution, and read a near tie as two segments. Do not claim migration from one survey. Where the setting supplies a dated change in provision, whether a platform launch or a regulatory mandate, build the study around that date, because it is the only cheap way to test the part of the model that everyone repeats and almost nobody has examined.

الحدود والنقد

الأداة طويلة وصيغةُ الاختيار المُلزِم منتقَدة. فسؤالان لكل خاصّية يعنيان أربعين سؤالًا لعشرين خاصّية، قبل إضافة تقديرات الأهمية والبيانات الديموغرافية. فيدبّ الإعياء، وتُجاب الخصائصُ المتأخّرة في القائمة أسوأَ من المتقدّمة. والخيارات الخمسة ليست مقياسًا فتريًّا ولا هي متساوية المسافات في ذهن أيّ مستجيب. والخيارُ الذي معناه أنّه لا بدّ أن يكون هكذا يقرؤه بعضُهم إخبارًا عن توقّع ويقرؤه بعضُهم إخبارًا عن تفضيل، وليس في الأداة ما يفرّق بين القراءتين.

والتصنيف يتوقّف على كيفية فضّ المحلّل للتعادل. فجدولُ التقويم ينتج فئةً لكل مستجيب، ثم تحتاج الدراسة إلى فئةٍ واحدة لكل خاصّية. والمنوالُ، وقاعدةُ تقديم الواجبة، ومؤشّرُ قوّة الفئة، ومؤشّرُ القوّة الكلّية، لا تتّفق. ولمّا كانت قاعدةُ فضّ التعادل اختيارًا يقع بعد رؤية البيانات، ولمّا كانت كثيرًا لا تُفصَح، حمل التصنيفُ درجةَ حرّيةٍ للمحلّل غيرَ موثّقة في كل خاصّيةٍ تقارب توزيعُها.

والفئات على مستوى الجمهور والاستبانة على مستوى الفرد. فالحكاية النظرية عن دالّة رضا فردٍ لها شكلٌ بعينه. والقياسُ عدُّ أصواتٍ عبر أشخاص. ولا رابط صوريّ بين الأمرين، ولا داعي لتوقّع أن تصف التسميةُ التجميعية دالّةَ أيّ فرد. والدراسةُ التي تؤوّل فئةً جمهورية واقعةً نفسيةً عن العملاء قد عبرت مستوًى بلا جسر.

ودعوى الهجرة الديناميكية تُردَّد كثيرًا وتُختبر طوليًّا قليلًا. فأكثرُ ما يسندها مقطعيّ أو حكائيّ أو مقارنةُ جماهيرَ مختلفة في تاريخٍ واحد. والاختباراتُ الطولية القليلة الصادقة تجد هجرةً في بعض الخصائص وثباتًا في بعضها، ولا يقدّم النموذج مبدأً يتنبّأ بأيّها. فالدعوى معقولة ونافعة وغيرُ محقَّقة في معظمها، وينبغي أن تُعرَض بهذا الترتيب لا بوصفها نتيجة.

وللنموذج استشهاداتٌ من الممارسين أكثر من عملٍ نفسيّ القياس مصدَّق. فليس لاستبانة كانو معاملُ ثباتٍ مقرَّر، ولا معيارُ إعادةِ اختبار، ولا دليلٌ متّفَق عليه على صدق البِناء. والمناهجُ المختلفة للاستخلاص تصنّف الخصائص نفسها تصنيفاتٍ مختلفة، وهذا في مقياسٍ عادي إخفاقٌ قاتل في الصدق التقاربي. وبقاؤه قائمٌ على النفع العملي وعلى قوّة فكرة التفاوت التي تحته، لا على دليل قياس.

وهو صامتٌ عن الكلفة. فالنموذج يرتّب الخصائص بأثرها في الرضا ولا يقول شيئًا عن كلفة تقديمها. والتوصيةُ بإضافة خصائص جاذبة فارغةٌ حتى تُوضَع الكلفة في مقابل مكسب الرضا، ولا يوفّر النموذج سبيلًا إلى ذلك. فقرنُه بتقديرٍ للكلفة ليس اختياريًّا.

استعمل نموذج كانو لفرز الخصائص قبل تقرير وجهة الإنفاق، وعامِل الفرز وصفًا لجمهورٍ في لحظةٍ لا واقعةً عن المنتج. وأبلغ القاعدة التي أسندت كل فئة، وانشر التوزيع الكامل، واقرأ التعادل المقارِب شريحتين. ولا تدّعِ هجرةً من مسحٍ واحد. وحيث يوفّر السياق تغيّرًا مؤرَّخًا في التقديم، إطلاقَ منصّةٍ كان أو إلزامًا تنظيميًّا، فابنِ الدراسة حول ذلك التاريخ، فهو السبيل الرخيص الوحيد إلى اختبار الجزء الذي يردّده الجميع ولا يكاد أحدٌ يفحصه.
